Welcome to the customer service department. If you want to be successful in this job, you have to
remember a few basic guidelines in answering customer calls. Always keep in mind that this is a customer
service department, which really means that 90% of your calls will be complaints.
First and foremost, don't take any complaint personally. The caller is complaining about service from the
company, not from you personally. So don't take any complaint as a personal attack on you.
Second, get the details, and take good notes. Find out exactly what the customer is complaining about. Ask
specific questions like, "What exactly happened? When did it happen? Where were you? What exactly did the
person say to you?" and so on.
Third, and this should be obvious, don't sound like you're blaming the customer for any mistake or error.
Fourth, be sure to confirm the information about the customer's complaint exactly, verbatim if possible.
Don't write a general summary of the complaint. OK?
Next, fifth, tell the customer you know how he or she feels. In other words, be sure to sympathize with the
customer. Say things like, "Oh, you must feel terrible," or "If I were in that situation, I would be very angry,
too," or "I'm really sorry you've had this problem." Sometimes, just this step alone will help them feel
better.
Sixth, be sure to listen to the customers' needs. Don't assume you know what they need or what they want
you to do. Ask very directly, "What would you like me to do for you?"
And seventh, don't give them advice. Don't say, "You should do this or you should do that." Instead, give the
customers their options. Say something like, "In this situation, here are your options. You can do this . . ." or
"you can do that . . ." or "I can do this for you," or even, "what would you like me to do?"
And finally, eighth, at the end of each call, be sure to use the customer's name and thank the customer for
calling. You know, you can say something like, "Ms. Jones, I appreciate your calling, and thank you for your
patience." Then wait for the customer to hang up the phone to end the call. You should never be the one to
end the call first.

Then you need to go to the Dixon Building and go to Registration with your green "clear" form and your pink
"A list." Then sit down at one of the computers, log on, enter your Student ID number, and follow the
onscreen directions. OK? And by the way, you might want to hurry. A few thousand students will be
registering for classes this week.
